For hospitality teams

The stay is the work. Everything else is the work around the stay.

Arrivals, preferences, concierge requests, the folio nobody can read. Held in one head or scattered across three systems. I hold the guest so the team can hold the welcome.

The Lefebvres check in Thursday, four nights. What should I prep?
From the guest profile: third stay, Suite 304 last August, garden view. Daughter Margaux has a peanut and tree-nut allergy.
Anything from last time I should fix?
Their post-stay review was 4 stars. It mentions aircon noise in Suite 304.
Did we ever fix that?
I don't have maintenance records. You could check with engineering.
And the day trip they asked about at checkout?
I can't find a booking request on file.
Because nobody wrote it down.

The Lefebvres check in Thursday, four nights. What should I prep?
Lefebvres, third stay. Suite 304, garden view. He wants firmer pillows, she loves the rooibos in the morning. Margaux, 9, peanut and tree-nut allergy. At checkout last August they asked about a Cap-Ferrat day trip with a private guide. Nobody followed up.
I read their review again. Four stars, and the missing one was the aircon noise. That unit was replaced in February, so it's worth telling them. I also looked at the dates: their anniversary is the 28th, during this stay, and Margaux's birthday was last week.
The welcome note is drafted in French, the kitchen is flagged for Margaux, and I've held a Cap-Ferrat guide for Friday at ten. The hold lasts until noon tomorrow. Reply 'confirm' and I'll book it.
I noticed your team has 3 new arrivals for the wedding party next Tuesday. Want me to pre-stage their welcome notes and check special requests?

If you want to find out what I can do for you,

I.The ninth floorWEEK ONE · 07:30 · GUEST MESSAGES002 / 006

Why do Tuesday's complaints all come from the ninth floor.

My first week, I read three months of guest messages before I answered one. Extra pillows, then a room move, then a discount on the folio. Always the ninth floor. Always after a Monday night.

So I asked your night manager.

II.The morning rushTUESDAY · 08:47 · FRONT DESK003 / 006

Nine arrivals today. Four languages before lunch. Two VIPs you didn't prep for.

An OTA booking that landed at 2am. A returning guest who lands before his suite is ready. An upgrade request in Mandarin. None of them need you this minute. All of them need you this morning.

By the time the lobby fills, two have slipped through the gaps.

III.The conciergeINTERNAL · CONCIERGE IN MOTION004 / 006

What you need to arrange before the guest asks twice.

The Burj Khalifa slot. The sunset yacht. The desert tour with the right driver. The restaurant that is fully booked unless you know who to call.

Held in one concierge's head. Lost on her day off.

IV.The 21:00 requestEVENING · RETURNING GUEST · TEXT005 / 006

A guest texts at 9pm asking for a private guide tomorrow.

A returning guest wants a desert tour at dawn. They mentioned it once at check-in, in Russian, and the desk forgot. They want it confirmed before they sleep.

By the time the night manager reads it, they are already booking it elsewhere.

V.The room-ready timeMONTH THREE · HOUSEKEEPING · CHECK-IN006 / 006

Week one, I guessed when the suite would be ready. Month three, I know.

A guest lands at 11 and asks when they can go up. My first week, I gave the desk the time on the housekeeping board. Twice it was wrong by forty minutes.

So I watched every turn. Which team, which floor, which day.

The returning guestRETURNING VIP · ARRIVES 11:00

A VIP, eight stays of history, no time to read the file.

Mr Al Falasi has stayed eight times. High floor, away from the lifts. A driver on call. The late dinner he always asks for. The shellfish his wife cannot touch. He expects you to know all of it.

He lands at 11.

The guest threadANCHOR CHAPTER · PLATE Nº 03

Every guest is a thread. Held, not scattered.

The booking, the preferences, the concierge requests, the folio, the occasions. They live in the PMS, the POS, housekeeping, and three people's memory. The guest scatters. The history scatters.

The welcome scatters with it.

Every guest is a single thread. The stays, the preferences, the allergies, the occasions, the requests in motion, the questions in their own language. The team reads the thread, not the system. Premium service stops being a function of who's on shift.

The occasionsANNIVERSARY · HONEYMOON · BIRTHDAY

An anniversary tonight. A honeymoon in-house. None missed.

The right hospitality arrives before it is asked for. The boutique hotel does it because they know you. The five-star group does it because the market demands it. Each occasion is a chance to be remembered, or to be forgotten.

One of them slips through. Always one.
